Task

Designing a New Digital Service Path

Learning objectives

Can infer what the customer's service path in the company might be based on the case description.
Identifies critical phases of the service path and related challenges from the customer's perspective.
Can design an improved digital service path that utilizes suitable digital channels for the case company.

Step by step

  1. Designing a new digital service path

    Objective:
The objective of this assignment is that the student is able to outline what the customer journey might look like based on the case description and to design an improved version that utilises digital channels.

    Materials:

    • The selected case company description from the learning material.

    • The assignment is based on the information in the case description and the justified assumptions made from it.

Assignment steps (instructions for the student):

    1. Choose the case company
Select one of the available case companies.

    2. Outline the “current” customer journey based on the case description
The case description does not include a ready-made customer journey. Your task is to infer and describe what a typical customer’s journey might look like in the current state:

      • How might the customer hear about the company for the first time?

      • How does the customer search for more information?

      • How and at what stage does the customer make the purchase decision?

      • What happens after the purchase (delivery, use, follow-up, customer service)?

Write a short, logical description of this “assumed current” customer journey and explain which parts of the case description your conclusions are based on.

    3. Identify the challenges of the customer journey
Name 3–5 points where the customer journey may be weak or risky from the case company’s perspective. For example:

      • the customer cannot find enough information

      • making the purchase decision is difficult

      • contacting the company is cumbersome

      • after-sales service is unclear

Briefly describe why you chose these points and how they may affect the customer experience.

    4. Design a new digital customer journey (target state)
Design an improved, step-by-step customer journey that makes use of digital channels that are natural for the case company (e.g. website, booking system, social media, online store, chat, customer portal).

      In each step, describe:

      • what the customer does

      • which channel the customer uses

      • what benefit the customer gains

You may also change the order of the steps or add entirely new steps if it improves the experience.

    5. Justify the most important improvements
Select 3–5 improvements that you consider most significant for the customer or the company.
      Briefly justify:

      • how each improvement makes the customer journey easier

      • and/or how it supports the company’s goals (e.g. more sales, better customer satisfaction, more efficient sales).

    Submission and evaluation:

    • Submit a 1–2 page text clearly showing:

      • the current customer journey you outlined

      • the identified challenges

      • the new digital customer journey step by step

      • the key improvements and their justifications

    • Evaluation will focus on how well:

      • you utilise the information in the case description and draw logical conclusions from it

      • you structure the customer journey from the customer’s perspective

      • your improvement proposals are realistic, concrete and justified

    • Recommended working time: approximately 90 minutes, individually or in pairs.

    • AI tools may be used to support ideation, but the final analysis and text must be the student’s own work.
