Collecting Customer Feedback



In this task, the student designs a method for the case company to collect and utilize customer feedback. They choose a feedback collection method, formulate the questions, describe the practical implementation, and consider how the responses will be analyzed. Finally, the student presents how the feedback results will be translated into practical development actions. The task deepens the understanding of how systematic customer feedback supports marketing, service quality monitoring, and continuous improvement.

Learning objectives

After completing the task, the student:
1. Can design an effective way for the case company to collect customer feedback.
2. Can formulate suitable questions for feedback collection and choose an appropriate method (survey, interview, NPS, etc.).
3. Can describe the basic principles of feedback analysis and interpretation of results.
4. Understands how customer feedback is linked to concrete service and business development.

Step by step

  1. Collecting customer feedback

    Objective:
    The objective of this assignment is for the student to design a simple but functional way for the case company to collect and utilise customer feedback. The aim is to understand how feedback is collected systematically, how it is analysed and how the results are turned into practical development actions.

    Material:

    • The case description of the selected case company from the learning material.

    • The assignment is based on the information in the case description about customers, the service and the operating environment, as well as on justified assumptions based on them.

    Assignment process (instructions for the student):

    1. Briefly describe the case company’s customer situation
      Write 5–8 sentences about what kinds of customers the case company has and in what situation they use the company’s service or product. Describe briefly:

      • what the customers buy

      • what they are likely to value (e.g. speed, quality, price, ease)

      • at which points of the customer journey it would be particularly important to collect feedback.

    2. Choose the method or combination of methods for collecting feedback
      Decide how feedback will be collected (e.g. a short survey, interview, NPS question, feedback form after the service situation).
      Provide a half-page justification:

      • why you chose this method (or combination)

      • at which point of the customer journey the feedback is collected (e.g. immediately after the service, periodically, later by email)

      • how to ensure that responding is easy for the customer.

    3. Prepare the feedback questions or interview guide
      Write 5–10 questions or theme areas through which feedback will be collected. Ensure that you include:

      • at least one numerical question (e.g. a 1–5 scale or an NPS-type “how likely are you to recommend…?”)

      • an open question where the customer can describe in their own words what worked well and what should be improved

      • questions related to the most important stages of the customer journey (e.g. initial contact, service delivery, after-service steps).

    4. Plan how the feedback is collected in practice
      Describe concretely in about half a page how the process works:

      • who is responsible for requesting the feedback and when it is done

      • which channel is used (e.g. email, text message, QR code, oral interview)

      • how to ensure that enough customers respond (e.g. brevity, thank-you message, possible small incentive).

    5. Describe how the feedback is analysed
      Explain in clear language what happens to the feedback once it has been collected. Describe:

      • how numerical responses are processed (e.g. average, variation, NPS score, comparison of results between different time periods)

      • how open responses are categorised (e.g. theming: “service speed”, “friendliness of staff”, “facilities and equipment”)

      • who is responsible for producing the analysis and how often it is carried out (e.g. monthly, quarterly).

    6. Explain how the feedback influences development
      Describe in a section of ½–1 page how the feedback is turned into concrete actions. Consider for example:

      • how the results are presented to the company’s management and staff (e.g. meetings, summaries, dashboards)

      • how it is decided which issues raised in the feedback will be addressed first

      • how customers can be informed that their feedback has been taken into account (“close the development loop”).
        Name at least 2–3 examples of possible development actions that could be initiated based on the feedback.

    7. Summarise the plan on one page
      Finally, write a one-page summary in which you briefly describe:

      • at which stage and how customer feedback is collected

      • what kinds of questions are asked

      • how the feedback is analysed

      • how the results are turned into practical development actions.

    Submission and evaluation:
    Submit a text of approximately 2 pages that includes:

    • a short description of the case company’s customer situation

    • the chosen feedback collection method(s) and justifications

    • the drafted questions or interview guide

    • a description of how the feedback is analysed and how the results are used in development

    • a one-page summary of the plan.

    Evaluation will focus on how well you:

    • design the feedback collection in a customer-oriented and realistic way

    • distinguish between the stages of collection, analysis and development

    • propose concrete, feasible practices from the case company’s perspective

    • write clearly, in a structured manner and with justification.
